Working on customer cases, Kathleen did a number of things that a support analyst did not have to do. She did not have to exhaust every last scenario attempting to replicate the issue, but she did. She did not have to write volumes of documentation describing her investigation, but she did. And she certainly did not have to crack open the source code to divine how our products behaved, but she did. She could have legitimately passed a case along to engineering after doing half the amount of analysis, but the extra effort eliminated a lot of dead end investigation. And it put her among the best pharmacy analysts in the organization, if not the best.
